Guest Service Agent interview questions and how to answer them

A front desk interview is really a test of how you'd sound to a guest at eleven at night. The manager is listening to your tone as much as your answers. Expect questions about angry guests, your schedule and how you'd handle the hotel's mistakes as if they were yours.

Cheat sheet

The 8 questions you will almost certainly get

The questionWhat they want to knowYour angle
A guest arrives at check-in and their room isn't ready. They've been traveling all day and they're angry. What do you do?This happens most afternoons. They want to hear that you'll own the problem and offer something concrete instead of repeating that check-in time hasn't started.Apologize once and plainly, without blaming housekeeping
The hotel is oversold and you have to walk a guest with a confirmed reservation. How would you handle it?Walking a guest means sending them to another hotel, and it's one of the hardest conversations at the desk. They're checking whether you know the concept and can deliver bad news well.Pick the guest based on hotel policy, usually not a loyalty member or a multi-night stay
What property management systems have you used? They want to know how much training you'll need. Hotel experience helps, but they also want to see you can learn a new screen quickly.Name the system if you've used one, such as Opera, Cloudbeds or Mews
How would you offer a guest an upgrade at check-in?A lot of hotels track upsells at the desk. They want someone who'll ask every time without making it awkward.Look at the reservation first and match the offer to the guest, like a suite for a family
Your cash drawer is short at the end of your shift. What do you do?Cash handling and honesty are part of the job. They're testing whether you'd report a problem or try to hide it.Recount and recheck the day's transactions and any paid-outs
A guest calls the front desk to complain that the room next door is loud at one in the morning. Walk me through it.Noise complaints are routine on evening and overnight shifts. They want to see you balance two guests' comfort and stay safe.Thank the caller and get the room numbers straight
Someone at the desk says they're a guest and asks for a new key, but they don't have ID. What do you do?Guest safety depends on this. Managers need to know you'll follow the key policy even when the person is charming or pushy.Don't give out a key or say the room number out loud
What's your availability? Can you work weekends, holidays and overnights? The desk runs all day, every day. Availability is often the deciding factor between two decent candidates.Give a clear, honest answer about which shifts you can work
Side by side

A forgettable answer, and a better one

"A guest arrives at check-in and their room isn't ready. They've been traveling all day and they're angry. What do you do?"

Forgettable

Saying you'd explain the official check-in time and ask them to wait in the lobby.

Better

Apologize once and plainly, without blaming housekeeping. Check whether another clean room of the same type is available right now. If not, offer to hold their bags, take their phone number and text when the room is ready. Offer something small you're allowed to give, like a drink voucher or the lounge. Follow up yourself so they aren't waiting at the desk again.

"The hotel is oversold and you have to walk a guest with a confirmed reservation. How would you handle it?"

Forgettable

Not knowing what walking a guest means, or treating it as the guest's problem for arriving late.

Better

Pick the guest based on hotel policy, usually not a loyalty member or a multi-night stay. Tell them privately, away from the line, and take responsibility for the hotel. Explain exactly what's covered: the other hotel, transport, and often a call home. Confirm the other booking before they leave and note it in the reservation. Offer to bring them back the next night if they're staying longer.

Questions to ask them

  • How are shifts scheduled here, and how far ahead do agents get their schedule?
  • What can an agent comp or adjust on their own, and what needs a manager?
  • How do you measure upselling or guest satisfaction at the desk?
  • How long does training last before I'd work the desk alone?
  • Have agents here moved up to supervisor or other departments?
